CRM is Customer Relationship Management.
The idea is that if you recognise your customers and treat them appropriately, then they will do business with you (at the expense of your rivals).
A good CRM system will put, at the fingertips of the person interacting with the customer, everything that he/she needs to know about the customer.
For example whether the customers has any outstanding queries (could have been via a different channel, but a good CRM system would integrate them all), or whether the customer has recently been touched by a campaign (then the person could try and enquire about the touch) or what products/solutions this customer is likely to be interested in...
That is, a good CRM system would incorporate customer interraction, customer status, and great analytics.
Most CRM systems on the market have the capabilities of capturing the basic interaction and status by interfacing with the existing systems (a good data model would make a huge difference here); they have to be put in synch. The real cutting edge of CRM comes from Analytics which unfortunately depends on the quality of the modellers you have to build your models.
The Rolls-Royce of CRM systems is Siebel. It is very flexible and customisable. However, some might say that it is too flexible, such that implementation projects lose their focus by trying to accomodate too many parties and the final output is cumbersome.
The best implementation of CRM would be one that puts, in 1 screen these 3 basic components of info I mentioned: queries, status, and analytics.
