I have seen great customer service in action. I was at a major retail store when a customer brought in a winter coat which had been cleaned, staining the material around the leather toggle loops. The customer stated during his explanation that the coat was about 3 years old! The assistant manager looked at the coat and said "That must have really upset you." By this expression of empathy, without judging the customer, the manager got on his side. From that moment, it was obvious that the customer and the store would reach a mutually satisfying conclusion. I was very impressed. It would have been easy for the manager to say "Are you crazy? This jacket is 3 years old and you're complaining?" She was excellent.

I know that you have to empathize with the customer and truly listen to them. Let them know you appreciate their problems even when they're wrong.
